5 complaints management KPIs every business should track

Share

The five most useful complaints management KPIs are first response time, time to resolution, reopen rate, top root causes and escalation rate. Together they show how fast you respond, how well you resolve, and what is driving complaints in the first place.

1. First response time

How long it takes to acknowledge a complaint. It is also the earliest signal of how customers experience your process, and the easiest to improve.

2. Time to resolution

How long customers wait for a final outcome. Track the average and the longest, because one very old complaint can do more damage than many quick ones.

3. Reopen rate

The share of complaints marked resolved that come back. A high reopen rate therefore means answers are closing tickets, not solving problems.

4. Top root causes

What is actually generating complaints: billing errors, delays, communication gaps, product faults. Unlike the others, this metric reduces future volume rather than just managing it.

5. Escalation rate

How many complaints reach management, an ombud, a regulator or social media. Rising escalations are an early warning of a process or culture problem.

How often should you review complaints management KPIs?

  • Weekly: open complaints and anything overdue
  • Monthly: all five KPIs, with root causes discussed by management
  • Quarterly: trends and the actions taken from them

What should you do with the numbers?

Above all, use them to ask three questions: what is slowing us down, what keeps coming back, and what could we fix at the source?

Frequently asked questions

What is a good complaint resolution time?

It depends on your industry, complexity and any regulatory or policy timeframes. Set a target, publish it internally and track against it.

What is the most important complaints management KPI?

Root cause analysis. While the others measure speed and quality, root causes reduce the number of complaints you receive.

How do you track complaints metrics without a system?

It's possible in a spreadsheet at low volumes, but reporting becomes manual and error-prone as volumes grow.
